Most of those promises do not survive contact with production.
I have spent years building contact centre AI on both Amazon Connect and competing platforms. This post is not a feature checklist. It is a practitioner's view of which platform actually gets AI voice agents into production for UK contact centres, at enterprise scale, with the compliance posture regulators expect.
Why This Comparison Matters in 2026
The UK contact centre market is at an inflection point. The FCA's Consumer Duty obligations have raised the bar on how AI-assisted interactions must be documented, audited, and explained. The ICO's guidance on automated decision-making under UK GDPR has added another layer of governance. At the same time, AWS announced expanded UK infrastructure commitments in 2024, and Five9 has aggressively marketed its AI portfolio to EMEA enterprise buyers.
The result: procurement teams are being asked to choose between two credible platforms with very different architectural philosophies, and the stakes of getting it wrong are high.
What We Mean by AI Voice Agents
Before comparing platforms, let us be precise. An AI voice agent is not a DTMF menu with a speech recognition front end. A production-grade AI voice agent:
- Understands natural language intent across accents and dialects, including UK regional variation
- Executes multi-step tasks autonomously (balance checks, appointment booking, complaint triage) without transferring to a human
- Integrates in real time with back-end systems including CRM, policy engines, and payment processors
- Maintains a full interaction audit trail for compliance purposes

Both Amazon Connect and Five9 claim to deliver this. The reality is more nuanced.
Amazon Connect: Architecture Built for Builders
Native AWS Integration Is a Genuine Advantage
Amazon Connect is not a telephony platform with AI bolted on. It is a cloud-native contact centre built inside the AWS ecosystem. For organisations already running workloads on AWS, this matters enormously.
AI voice agent capabilities in Amazon Connect are delivered through a tightly integrated stack:
- Amazon Lex handles conversational AI, natural language understanding, and slot filling
- Amazon Bedrock provides access to foundation models for more complex reasoning tasks
- AWS Lambda executes real-time business logic and back-end integrations
- Amazon Connect Contact Lens delivers real-time transcription, sentiment analysis, and compliance flagging
- Amazon S3 and CloudWatch provide the audit trail and observability layer
Because these services share IAM policies, VPC configurations, and data residency controls, a team that knows AWS can build a compliant, production-grade AI voice agent without stitching together third-party middleware. Data stays in the AWS UK region (eu-west-2) by default, which directly addresses ICO data residency requirements.
Real Latency Numbers
Latency is the silent killer of AI voice agent adoption. If a caller hears a 2-second pause while the AI processes their intent, the interaction feels broken and transfers spike.
In our production deployments on Amazon Connect, we consistently achieve end-to-end AI response latency of 800ms to 1.2 seconds for standard intent recognition and Lambda execution. For more complex agentic flows involving Bedrock reasoning and multiple API calls, latency runs 1.5 to 2.5 seconds. These numbers are achievable when the architecture is built correctly and Lambda cold starts are managed through provisioned concurrency.
Five9 does not publish equivalent latency benchmarks for its VoiceStream AI pipeline in UK deployments. In our experience evaluating the platform, latency is more variable and more dependent on the quality of the SI implementing the integration layer.
Compliance Architecture Is Native, Not Bolted On
For regulated UK industries, financial services, insurance, utilities, healthcare, the compliance architecture of an AI voice agent platform is not a nice-to-have. It is a deployment blocker if it is wrong.
Amazon Connect's compliance posture includes:

- Contact Lens providing real-time flagging of sensitive data disclosure (PII, payment card numbers) with automatic redaction in recordings
- Full interaction logs exportable to S3 for FCA audit purposes
This is not a checklist. These controls are built into the platform. When we build on Amazon Connect, we are not asking security teams to trust a third-party compliance claim. We are pointing them at AWS's existing certifications, which most enterprise security teams have already accepted.
Where Amazon Connect Requires Investment
Amazon Connect is not a turnkey product. It is a platform. Out of the box, a new Amazon Connect instance does not have AI voice agents. It has the components to build them. That distinction matters.
Organisations that approach Amazon Connect expecting a configured product will be disappointed. The platform rewards teams who build on it deliberately. Lex requires intent design and training. Lambda functions require development. Contact flows require architecture. Contact Lens requires configuration to flag the right compliance events.
This is why the platform choice and the implementation partner choice are inseparable decisions.
Five9: Packaged AI With Enterprise Sales Behind It
The Case for Five9
Five9 has invested heavily in its Intelligent Virtual Agent (IVA) product and its AI portfolio under the Five9 Genius AI brand. For contact centre buyers who want a more packaged experience, Five9 offers:
- Pre-built AI voice agent templates for common use cases (account enquiry, payment, scheduling)
- A visual workflow builder that requires less developer involvement
- Native integrations with Salesforce, ServiceNow, and Microsoft Dynamics
- A managed service layer that abstracts some of the infrastructure complexity
For organisations without a strong AWS engineering capability, Five9's packaged approach can reduce time to a demo significantly.
The Limitations That Matter for UK Enterprise
Here is where the comparison becomes less comfortable for Five9 advocates.
Data residency. Five9's infrastructure is primarily US-based. UK data residency for voice recordings and interaction data requires explicit contractual configuration and is not the default. For FCA-regulated firms and NHS-adjacent organisations, this is a material issue that adds procurement and legal cycles. Customisation ceiling. Five9's packaged AI works well for standard use cases. When a UK insurer needs an AI voice agent that integrates with a bespoke policy administration system, applies FCA-mandated disclosure logic mid-conversation, and routes based on vulnerability indicators identified in real time, the visual workflow builder becomes a constraint rather than an accelerator. Complex agentic behaviour requires dropping into Five9's API layer, at which point the packaged advantage diminishes. Vendor lock-in on the AI layer. Five9's AI capabilities are increasingly proprietary. The models, the training data, the evaluation tooling are inside Five9's stack. With Amazon Connect and Bedrock, the AI layer is separable from the telephony layer. That architectural flexibility matters when AI capabilities are evolving as fast as they are in 2026. Pricing at scale. Five9 pricing is seat-based and usage-based, with AI features typically priced as add-ons. The Question Nobody Asks But Should
Most platform comparisons focus on features. The question that actually determines whether AI voice agents reach production is: who is building this, and do they know how to build it?
Amazon Connect's power is proportional to the capability of the team implementing it. A team that understands AWS networking, IAM, Lambda performance optimisation, Lex intent architecture, and contact centre operations can build production-grade AI voice agents in 4 to 6 weeks. A team that is learning the platform while building will take 6 months and produce something fragile.
Five9's packaged approach lowers the floor but also lowers the ceiling. Standard deployments are faster to stand up. Complex, compliance-heavy, deeply integrated deployments often take longer on Five9 than on Connect because the abstraction layer fights back when you push against it.
What Production Actually Looks Like
We recently built an AI voice agent for a UK financial services firm on Amazon Connect. The agent handles inbound account enquiries, payment arrangement requests, and vulnerability assessments. It operates autonomously for 67 percent of inbound calls without human intervention. Average handle time for the calls it resolves is 2 minutes 14 seconds, compared to 8 minutes 40 seconds for the same call types handled by human agents.
The deployment took 5 weeks from kick-off to production. The compliance architecture, including real-time PII redaction, FCA-aligned interaction logging, and vulnerability indicator flagging, was built in from day one, not retrofitted.
That outcome is possible on Amazon Connect with the right team. It is not a product demo. It is production.
The Verdict
For UK contact centres deploying AI voice agents in 2026, Amazon Connect is the stronger platform for enterprise-grade, compliance-first deployments. The native AWS integration, UK data residency by default, and architectural flexibility for complex agentic behaviour make it the right foundation for regulated industries.
Five9 is a credible option for organisations that want a more packaged experience and have standard use cases. It is not the right choice for organisations that need deep customisation, strong UK data residency posture out of the box, or the ability to build genuinely autonomous AI voice agents that handle complex, multi-step interactions.
The platform is one decision. The team that builds on it is the other. Get both right.
